Based on real project experience, this series systematically summarizes common issues and best practices in customer service, AI agents, workflow automation, data management, and multi-channel integrations.

Whether you are a customer support specialist, operations manager, product manager, developer, or business leader, you can find practical insights and solutions closely aligned with real business scenarios.

Typical Scenario: Integrating Service Hub with the Intercom Ticketing System

In real-world projects, many companies build their own customer service portal (Service Hub) to provide users with a unified service entry point, including features such as live chat, knowledge base access, ticket inquiries, and issue submission.

In this architecture, Service Hub typically serves as the “front-end entry point” that receives customer inquiries and requests, while actual ticket handling, assignment, and follow-up are managed through professional customer support platforms such as Intercom.

As a result, a common implementation challenge is: How can customers submit tickets through Service Hub while ensuring that those tickets are automatically created in Intercom and managed by the support team? This affects not only system integration but also customer experience and support efficiency. This article uses a real use case to demonstrate the overall integration approach between Service Hub and the Intercom ticketing system, including the complete process from ticket submission to support team resolution.

01. Project Background

In this solution, the client wanted to provide a unified service portal within Service Hub, primarily including the following modules:

Live Chat

Your Tickets

New Ticket

Knowledge Base

Among them, New Ticket is the core feature of this integration.

Users do not need to log in to Intercom or switch to another system. They simply submit their issue through Service Hub, and the system automatically creates a corresponding ticket in Intercom for the support team to follow up on.Service Hub Prototype Page Overview

02. Technical Solution Overview

The overall architecture adopts an integration model consisting of a Service Hub front-end portal, a ticket submission page, a back-end API, and Intercom Tickets.

Components include:

Service Hub: Provides the customer-facing portal and submission experience

Ticket Form: Collects user issue information

Back-End API: Processes data and calls Intercom APIs

Intercom: Handles ticket management and customer support operations

The entire process is seamless for customers. Users remain within Service Hub throughout the process, while support teams continue working in the familiar Intercom workspace.

03. Ticket Creation Process

Step 1: User Initiates a TicketAfter logging in, users access the Service Hub page, where they can browse the knowledge base, review historical tickets, and access live chat. When they click the New Ticket button in the upper-right corner, the system opens or embeds the ticket submission page.

Depending on project requirements, the submission page can either be presented as a standalone page or embedded directly into the existing Service Hub interface.New Ticket Entry and Your Tickets Section in Service HubStep 2: Complete the Ticket InformationUsers fill out the ticket form with issue-related information. Common fields include Name, Email, Subject/Title, and Description.

Additional fields can also be added based on business requirements, such as Platform, Root Cause, Customer, Ticket Type, or file attachments.

These fields help support teams understand the issue context more quickly and categorize requests efficiently.New Ticket Submission Form PopupStep 3: Submit the Request and Create a TicketWhen users click Submit Ticket, the form data is sent to the back-end API.

The system first performs required validations, including:

Required field validation

Email format verification

Request parameter completeness checks

Once validation is successful, the ticket creation process begins.Step 4: Automatically Associate Customer InformationTo ensure accurate customer identification, the system searches for an existing Intercom Contact using the submitted email address.

If the customer already exists, the ticket is linked to the existing Contact.

If it is the customer’s first ticket submission, a new Contact or Lead is automatically created.

This ensures that every ticket is associated with the correct customer record, making it easier for support teams to review historical interactions and provide follow-up assistance.Step 5: Automatically Create an Intercom TicketAfter customer identification is completed, the system automatically calls the Intercom Ticket API to create the ticket. The ticket title, description, and business-related fields are mapped to the corresponding Ticket attributes.

For the support team, the resulting ticket already contains complete issue details, eliminating the need for manual data entry or organization.Step 6: Process AttachmentsIf users upload screenshots or files, the system synchronizes the attachment content as part of the process.

It is important to note that attachments uploaded through the API do not appear directly within the Ticket attribute section. Instead, they are stored as attachment content within the associated Conversation.

As a result, support agents can view uploaded screenshots, images, and files in the Conversation panel on the left side of the ticket.Step 7: Return the Ticket ResultOnce the ticket is successfully created, the system returns the ticket number to the front end.

Users will see a confirmation message such as “Ticket Submitted” along with the corresponding Ticket ID.

At this point, the ticket submission process is complete.Step 8: Support Team Processes the Ticket in IntercomAfter the ticket is created, support agents can view it in the Intercom Inbox or Ticket section.

Within the ticket details page, agents can review the ticket information, customer profile, ticket classification fields, historical records, uploaded attachments, and more. They can then respond, reassign, or follow up based on the situation.

The entire workflow eliminates the need for manual ticket creation or copying information between systems.Viewing Ticket Details and Attachments in Intercom After Submission from Service Hub

04. Key Implementation Considerations

During project delivery, the following areas deserve particular attention:Point 1: Ticket Type ConfigurationEnsure that Ticket Types are created and configured in Intercom beforehand. Otherwise, ticket creation failures or attribute mapping issues may occur.

Field

Required

Description

name

Yes

Customer name or submitter name.

email

Yes

Used to find or create an Intercom Contact.

title

Yes

Ticket title mapped to _default_title_.

description

Yes

Ticket description mapped to _default_description_.

platforms

No

Platform where the issue occurred, such as Web, iOS, or Android.

rootCause

No

Root cause used for ticket classification or internal analysis.

customerTicketType

No

Customer ticket category, such as Issue, Question, or Support Request.

file

No

Customer-uploaded screenshots, images, or related files.

Point 2: Maintain Consistent Field MappingField names used in the front-end form, back-end processing logic, and Intercom Ticket attributes should remain consistent to prevent situations where tickets are created successfully but attributes are not populated correctly.

Front-End Field

Intercom Ticket Attribute

Description

title

_default_title_

Ticket title.

description

_default_description_

Primary issue description.

platforms

Platforms

Platform where the issue occurred.

rootCause

Root cause

Issue root cause classification.

customerTicketType

Customer Ticket Types

Customer ticket category.

Point 3: Attachment Location AwarenessSupport teams should understand where attachments are stored. Attachments appear in the Conversation section rather than in the Ticket attribute panel.Point 4: End-to-End TestingIt is recommended to validate the following scenarios before production deployment to ensure a stable workflow:

Standard ticket submission

First-time submission by a new customer

Submission by an existing customer

File attachment uploads

Invalid email formats

Missing required fields

Integration Benefits: Unified Customer Experience with Efficient Back-End Operations

For organizations looking to build a unified customer service portal, the combination of Service Hub and Intercom is a mature and practical solution.
